About the role
OTC Call Center LeadThe OTC Call Center Lead is responsible for overseeing the daily operations of a high-volume call center team supporting over-the-counter (OTC) benefits. This role ensures that agents handle inbound and outbound calls efficiently, provide accurate information regarding product orders, eligibility, and benefits, and deliver excellent customer experience.The Lead serves as a key point of contact for escalations, supports agent development, monitors performance metrics, and collaborates closely with leadership to maintain service levels and operational efficiency.Team Leadership & SupportProvide daily guidance, direction, and support to call center agentsAct as the first point of contact for escalated customer concerns and ensure timely resolutionAssist with workforce scheduling and coverage planningFoster a positive, collaborative, and high-performing team environmentPerformance ManagementMonitor and evaluate agent performance, including call quality, productivity, and adherenceConduct call audits and provide coaching and feedbackTrack key performance indicators (KPIs) such as service levels, response times, and customer satisfactionSupport leadership with reporting and performance analysisTraining & DevelopmentAssist in onboarding and training new hiresProvide ongoing coaching and development to improve individual and team performanceCommunicate updates on policies, procedures, and systemsShare best practices to enhance service deliveryOperational & System SupportServe as a subject matter expert for OTC systems and call center toolsTroubleshoot system or process issues and escalate as neededPartner with IT and management to resolve system gaps or inefficienciesEnsure agents are trained on new tools and system updatesAdministrative ResponsibilitiesDocument performance issues and escalate when appropriateAssist in preparing daily, weekly, and monthly operational reportsSupport special projects and departmental initiativesQualifications and EducationHigh school diploma or equivalent required; associate or bachelor's degree preferred23 years of call center experience, with at least 1 year in a leadership or senior agent role preferredStrong knowledge of call center operations, metrics, and customer service best practicesExperience with OTC benefits or healthcare-related services is a plusProficiency in call center systems and Microsoft Office applicationsBilingual (English/Spanish)Working Conditions: The work environment characteristics described here are representative of those an employee encounters while performing the essential functions of this job. The work is performed indoors. Sits, stands, bends, lifts, and moves intermittently during working hours. May be sitting for a prolonged period. The work schedule is approximate, and hours/days may change based on company needs. All full-time employees are required to complete forty (40) hours per week as scheduled, including weekends and holidays as needed. May require some OT during varying seasons of the year.Physical Demands: The physical demands described here are representative of those that must be met by an employee to successfully perform the essential functions of this job.
